01. Escalate on intent, not on keyword matching

Do not hand off just because the bot does not understand a word. Hand off when the customer's intent is cancellation, billing dispute, legal threat, or high frustration. Train the AI to recognize these intents from the full message context.

02. Pass the AI's answer attempt and confidence score to the agent

The human agent should see what the AI already suggested and how confident it was. This prevents the agent from retyping the same answer and lets them focus on what the AI could not resolve.

03. Tell the customer what is happening during the handoff

A simple 'Let me connect you with a specialist who can help with this' with an estimated wait time reduces abandonment. Silence during handoff causes customers to leave and try another channel.
